In Dynamics 365 Copilot Service Workspace with Workforce Management (WFM), scheduled breaks are fixed to their planned start and end times.
If a scheduled break begins while an agent is handling an active customer interaction, the break is not automatically deferred. Instead, it remains at its originally scheduled time and may be missed, with no adjustment to the shift schedule.
Requested Enhancement
Introduce the ability to automatically defer and reschedule an agent's break when the scheduled break time overlaps with an active customer interaction.
The enhancement should:
- Detect when an agent is actively handling a customer interaction at the scheduled break start time.
- Automatically postpone the break until the current interaction ends.
- Update the break start time to the actual time the break begins.
- Preserve the full configured break duration.
- Update the agent's schedule to reflect the new break timing.
- Ensure adherence calculations and Workforce Management reporting use the actual break time rather than the originally scheduled time.
Business Value
In contact centers, customer interactions should not be interrupted because a scheduled break begins. Supervisors also need assurance that agents still receive their full allocated break time after completing customer interactions.
Automatic break deferral would:
- Improve customer experience by preventing interruptions during active conversations.
- Ensure agents receive their full entitled break duration.
- Keep schedules accurate by reflecting the actual break start and end times.
- Improve Workforce Management reporting and adherence accuracy.
- Reduce manual intervention by supervisors when breaks overlap with customer interactions.
Example Use Case
An agent has a scheduled break at 10:00 AM, but is handling a customer call from 9:55 AM to 10:12 AM. Instead of missing the break, the system should automatically move the break to 10:12 AM, update the break start time accordingly, and allow the agent to take the full configured break duration. This behavior should occur automatically without requiring manual adjustments by the supervisor or the agent.
