Dynamics 365 Contact Center currently allows administrators to configure queue announcements and greetings; however, these announcements are resolved only when a caller initially enters the voice queue. If an administrator updates a greeting or announcement (for example, during a system outage or urgent incident), the updated message is not played to callers who are already waiting in the queue.

This creates a significant operational gap for enterprise contact centers where real-time communication with waiting callers is critical.

Proposed Capability

Introduce an out-of-the-box capability that allows administrators to:

  • Update a queue greeting or announcement in Contact Center Admin Center
  • Broadcast or replay the updated message to callers who are already waiting in the voice queue
  • Achieve this without disconnecting the call or forcing the caller to re-enter the queue

Business Scenarios

  • System outages or partial service degradation
  • Emergency notifications
  • High-volume incidents requiring immediate caller communication
  • Regulatory or compliance-driven announcements

Business Impact

  • Improves caller experience by providing timely and accurate information
  • Reduces repeat calls and call abandonment during incidents
  • Eliminates the need for unsupported custom solutions or API-level workarounds
  • Aligns Dynamics 365 Contact Center with enterprise contact center expectations

Current Limitation

At present, queue announcements are event-driven and do not support real-time updates for callers already waiting. Administrators must rely on IVR entry messages or allow callers to continue waiting without updated information, which is not sufficient for incident management scenarios.

Value to the Platform

Providing native support for real-time queue announcement broadcast would:

  • Strengthen Dynamics 365 Contact Center’s voice channel capabilities
  • Reduce dependency on custom or unsupported solutions
  • Increase adoption for mission-critical contact center deployments
